Google reviews: collect honest feedback and respond well to criticism

A good review makes you happy. A bad one may stay on your mind for hours. A calm, reliable approach to both is worthwhile: enable honest feedback, read attentively and respond clearly.

The key point: Ask for a voluntary, honest review of an actual experience. Do not buy stars, offer incentives or try to filter out dissatisfied customers. Google prohibits these forms of review manipulation. Google’s review policies

Key points at a glance

No incentives or selection of satisfied customers only. Investigate criticism internally. Respond objectively and protect confidential data.

How to ask customers for a review

Choose an understandable occasion, such as completion of an order. Invite customers with neutral wording. Our suggested text is:

Thank you for working with us. If you would like, share your experience of our company in a Google review. Your honest feedback helps us and other potential customers.

You can provide a direct review link or QR code through your Google Business Profile, saving customers the search for the right listing. Google explains this in its tips for getting more reviews.

Participation must be voluntary. Do not specify a star rating or require particular wording. A restaurant visit, purchase or completed project is not a reason to pressure someone on site. Google’s policies also raise concerns about directing the content of reviews. Google’s content policies

For our suggested process, this means the same objective invitation on a suitable occasion, whether you expect enthusiastic or critical feedback. Avoid preliminary satisfaction surveys that direct only happy customers to Google. For email invitations, also check whether sending is permissible in the specific case; an existing customer relationship is not blanket permission to send.

What to do first after a negative review

Read the text first as the person affected, then as an outside prospective customer. What specific experience is described? Is there something you can investigate internally? What can you answer objectively without publishing personal information?

Our suggestion: do not respond immediately in anger. Ask a second person to review the reply if the allegation affects you personally. A good response should show that you listen and are willing to resolve the issue. It does not need to win a public argument.

For a verified delay, a response might read:

Thank you for your feedback. We are sorry you had to wait longer than announced. We would like to understand what happened and discuss a suitable solution with you. Please contact us directly through our contact channel.

This template fits only if the delay is established. Do not pre-emptively accept responsibility for unverified events. Instead, say for example that you would like to investigate the situation described. Google recommends objective replies to critical reviews and protecting personal information. What if you cannot identify the incident?

An unfamiliar display name alone does not prove a review is fabricated. Ask internally and check whether the described situation could relate to an actual contact.

One possible response is:

We are currently unable to identify the incident from the information provided. Please contact us directly with further details so we can investigate.

Do not publish invoice numbers, private contact details or information from confidential conversations. If you suspect a specific policy violation, you can report the review to Google. A review being unpleasant or negative is not sufficient reason for removal. Removal is not guaranteed. Google help with reviews

A simple routine instead of a star campaign

For a small business, we suggest this process:

  1. One responsible person regularly checks for new reviews.
  2. Specific criticism is investigated with the relevant team.
  3. Replies are individual and concise.
  4. Recurring themes go on an internal improvement list.
  5. After a problem is resolved, document the solution – whether or not the customer changes the review.

Repeated criticism of availability can then lead to a specific task: review callback times, assign responsibilities and tell customers clearly when to expect a response.

Do reviews also help local search?

Google identifies relevance, distance and prominence as key factors in local results. The number and positive rating of reviews can play a role. A particular star rating does not guarantee a fixed position. Complete, accurate business information remains important too. Google: improve local ranking
